At last week’s Customer Engagement Summit (October 2025), CX legends Martin Hill-Wilson & Brian Manusama made one thing crystal clear in their summary of the summit in their interview with Xander Freeman of Call Centre Helper:

AI will transform how we deliver Customer Service – however, it won’t take over the heart of it.
Fascinating insights from Martin & Brian – my key takeaways:
AI can handle volume & spot patterns – but it can’t FEEL. And as 84% of the Customer Experience is EMOTIONAL, it’ll pay for us to appeal to those emotions
Emotions are also processed 24 times faster than facts or logic, so if we have a ‘complaining customer’ (by ‘phone, chat or right in front of us) best we begin the complaint handling process by acknowledging those feelings, rather than going straight in, trying to resolve the complaint in a factual, logical way (as AI might do)
Humans remain essential for empathy, trust & being a GEM by Going the Extra Mile when it comes to Complaint Resolution. When you show empathy in all that you say & do, you automatically build TRUST – the golden thread through all human communication.
No amount of sophistication in the form of a Bot can ever replicate or replace human trust (at least not in my lifetime or those of my kids, I believe)
The future is hybrid, not binary – AI assists, humans decide. A blended approach is NOT a new concept – it’s been working extremely well in marketing & operations for many years, so it’s all about aligning what makes sense to hand over to AI and what needs to stay with we humans, then blending the two appropriately.
Governance, oversight and transparency will separate the ethical brands from the reckless ones. We’re not stupid and we’re not blind to the lack of authenticity, genuine care and emotional investment AI (currently) exudes, although we all accept and respect the fact that when executed well – with a blended approach that aligns with our customers’ wants, needs, requirements & desires – humans & AI CAN work well together, for the benefit of us all.

And while AI can enhance CX, only humans can elevate it. Because true CX isn’t about automation – it’s about connection.
