Spotlight on Service (SOS) Newsletter: April 2026

Published April 20, 2026

Belated Happy Easter – Spring’s on its way.

We thought we’d do things a little differently this month.

Rather than simply sharing another thought leadership piece or business update, we wanted this newsletter to feel more like a proper catch-up.

A little more personal.
A little more human.
And hopefully, a little more enjoyable to read too.

It’s certainly been a busy and exciting season here at FIT.

In fact, last week felt like a bit of a red-letter week.

New business

We’ve got a large insurance project moving towards sign-off, which is always lovely news. We’ve also had a new FIT Healthcheck booked with a tech company in the domestic and business hot water space, a conflict management workshop and coaching programme confirmed with an existing client in the pet supply industry and frontline customer service training booked with one of the Entrepreneurs Circle teams.

For a small specialist consultancy like ours, those wins never become “just business as usual”.

They matter.

They remind us that even in a challenging market, organisations still know that customer experience matters. They still know their people matter. And they still know that what happens on the frontline can either build trust – or slowly chip away at it.

And right now, that feels more important than ever.

A few proud moments worth sharing

We’re also delighted to say that Marie has again been recognised in the CXMagazine Top 50 Global CX Influencers – and for the fourth year running.

That’s a lovely moment in itself.

Although what it really represents means even more to us.

It reflects the importance of the work happening in our world every day – helping organisations create experiences that feel more human, more thoughtful and more memorable for the people they serve.

Both Marie and David are continuing our roles as judges for Awards International’s UK Customer Experience Awards and the UK Employee Experience Awards this year, which is always a privilege.

Every time we judge these awards, we come away reminded of the same thing.

The organisations that stand out most aren’t usually the ones making the biggest noise.

They’re the ones doing the important things well.
Consistently.
Thoughtfully.
And with care.

They listen properly.
They support their people.
They recover brilliantly when things go wrong.
And they never forget there’s a real human being on the other end of every interaction.

Recently we received yet another lovely surprise – Marie and David appearing as Entrepreneurs of the Month in the EC magazine. That felt especially meaningful in the same year we celebrated 25 years in business.

A quarter of a century.

That’s a lot of conversations.
A lot of learning.
A lot of challenge.
A lot of adaptation.
And a huge amount of gratitude.

We still feel incredibly lucky to do work we care so deeply about.

What’s happening behind the scenes

There’s fresh energy behind the curtain too.

We’ve currently onboarding our new marketing support partners, Flamingo Strategies, who’ll be helping us refresh our website, outreach campaigns and social media.

We’re excited about that.

Because while we know the value of what we do, we also know that how you communicate that value matters. Sometimes you need fresh eyes, fresh thinking and fresh momentum to help you say it better.

So yes, there’s lots going on in the background as well as out front.

What we’re noticing right now

One theme keeps cropping up in conversations with clients and prospects alike.

Leaders are being asked to deliver better service, stronger retention and more loyalty – with fewer resources, leaner teams and tighter budgets.

That’s a huge ask.

And yet customer expectations haven’t softened.

If anything, people are becoming less patient, more discerning and quicker to remember how an experience made them feel.

Which means the human side of service isn’t becoming less important.

It’s becoming more important.

Because once the easy, routine and automated parts are stripped away, what’s left are the moments that really matter.

The emotionally charged conversation.
The complaint.
The misunderstanding.
The wobble in trust.
The customer who needs reassurance, not a script.

And those moments call for skill.

Real skill.

Not luck.
Not guesswork.
Not “they’ll figure it out”.

They call for judgement, empathy, confidence, emotional control and the ability to respond in a way that protects the relationship and the reputation.

That’s why development still matters so much.

This month’s thought leadership

That’s also why David’s latest blog feels so timely.

“When the economy tightens, frontline CX training isn’t a luxury – it’s a defence strategy” gets right to the heart of what many leaders are wrestling with right now.

When budgets tighten, training can look like an easy thing to trim.

And that can be a costly mistake.

Because in a tougher market, your frontline people often become the difference between a customer staying loyal or quietly drifting away.

The blog explores why training isn’t a “nice to have” when pressure rises.

It’s one of the smartest ways to protect customer trust, strengthen relationships and help your people handle the tougher moments well.

And we believe that deeply.

A saving is only a saving if it doesn’t create a bigger cost somewhere else.

One small invitation

If you’re curious about where your own service blind spots might be hiding, our CX Blind Spot Scorecard is a great place to start.

It’s quick to complete and often shines a light on the small things that quietly shape customer experience, team confidence and loyalty.

And as we often say – small hinges swing big doors.

Over to you

We’d really love these newsletters to feel more like a two-way conversation.

So here’s our question for this month:

What’s feeling hardest in customer service or customer experience right now in your world?

Is it stretched teams?
Retaining customers?
Handling complaints well?
Keeping service standards high under pressure?

If any of that resonates, add your voice to our LinkedIn poll here https://firstimpression.training/linkedinpoll

We genuinely love hearing what’s going on in your world – and your replies often shape what we write about next.

Until next time, take care.
